Personalization should feel useful, not intrusive

Use relevant context within clear customer expectations.

Office of Customer & Growth, GENELLIPSE

Business context. Practical action. Shared accountability.

UNDERSTAND THE CHALLENGE

The business issue

More customer data does not automatically create a better experience. An apparently tailored recommendation can be inappropriate if the information is outdated, collected for another purpose or used without a suitable basis. Responsible personalization begins with a specific customer benefit.

PUT IT INTO PRACTICE

01

Choose the service benefit first

Specify what the customer gains from personalization: a relevant reminder, a simpler task or information appropriate to their expressed need. Identify the minimum data required. Avoid collecting additional detail merely because a model could potentially use it. The service should remain understandable when the tailoring is explained.

02

Check purpose, permission and freshness

Review the applicable basis for processing and the customer’s preferences with qualified teams. Maintain source and update information for important attributes. Provide practical ways to correct data and manage relevant choices. Do not assume that a relationship with the organization authorizes every new use of information.

03

Evaluate appropriateness as well as response

Measure whether recommendations help customers complete a useful task. Review complaints, corrections and unexpected patterns across groups. Keep consequential product advice within authorized processes. A high click rate cannot establish suitability, fairness or a positive customer outcome on its own.
